Reply to a negative Google review calmly and briefly: thank the person, say sorry for the experience, name one concrete step and offer a direct contact. Your reply is read by future customers as much as by the reviewer. Here are the steps and templates for the most common cases.
First, wait and check the facts
A bad review hurts, above all in a small business where the work is personal. Do not answer in the first angry minute. But do not wait for weeks either. A reply within one or two working days is a good aim.
Use the time to find out what happened:
- Do you know this customer? Check the name, the date and the job.
- Ask the staff member who was involved.
- Is the criticism correct, partly correct or a misunderstanding?
- Is there something you can still fix?
Remember who reads your answer. Most readers are people who are deciding whether to call you. They do not expect a business without mistakes. They look at how you behave when something goes wrong.
The five parts of a good reply
- Greet and thank. Use the name shown in the review.
- Say sorry for the experience. You can regret that someone is unhappy without admitting to everything they claim.
- Respond to one concrete point. This shows that a person read the review, not a machine.
- Say what you will do. A fix, a check, a change in your process.
- Offer a direct contact. A name, a phone number or an email address, so the details can be solved in private.
Keep it to four to six sentences. Long replies look defensive. Sign with your name and role.
Templates you can adapt
The complaint is justified
Hello [Name], thank you for telling us. You waited far too long for your appointment and nobody informed you. That is our mistake and I am sorry. We have changed how we plan the afternoon slots. I would like to make this right. Please call me on [phone] or write to [email]. [Your name], owner
You see it differently
Hello [Name], thank you for your feedback. I am sorry you were not satisfied with the result. Our notes on the job look a little different from your description, and I would like to understand what happened. Please contact me directly on [phone] so we can go through it together. [Your name], owner
Stars only, no text
Hello [Name], thank you for your rating. We are sorry your visit was not a good one. We would like to know what went wrong so we can do better. You can reach me on [phone] or at [email]. [Your name]
You cannot find the customer
Hello [Name], thank you for your review. We take this seriously, but we cannot match your description to any job in our records. Please contact us at [email] with the date of your visit so we can look into it. [Your name]
What you should never do
- Do not argue point by point. A public fight has no winner. Give your view in one sentence and move to private contact.
- Do not share private details. Do not post order details, health information, addresses or payment problems. Data protection law applies to replies too. In professions with a duty of confidentiality, such as doctors, therapists or lawyers, you often may not even confirm that the person was a client. Check your professional rules.
- Do not offer money or gifts for changing the review. Fix the problem because it is right. The customer may then update the review if they wish. You can mention that this is possible, but do not make it a condition.
- Do not threaten. Legal threats in a public reply scare future customers more than the review itself.
- Do not answer with fake positive reviews. Reviews written by yourself, staff or friends break Google's policies and can break the law.
When a review is fake or breaks the rules
Google does not remove a review just because it is negative or because you disagree. It can remove reviews that break its policies. Examples are spam, reviews for the wrong business, offensive language, conflicts of interest such as a competitor or a former employee, and content that has nothing to do with a real experience.
- Open the review in your Google Business Profile or on Google Maps.
- Choose the option to report or flag the review and pick the reason that fits.
- Still post a calm reply, such as the fourth template above. Other readers see it while the report is checked.
- Keep screenshots and your notes.
Reporting does not guarantee removal. If a review contains false statements of fact or insults, legal steps may be possible. The rules differ by country, so ask a lawyer. This is general information, not legal advice.
Use the criticism and keep fresh reviews coming
Write down every complaint in a simple list. If the same point comes up three times, it is no longer bad luck. It is a task for you.
One bad review also looks very different among many recent, honest ones. Ask every customer for a review as a normal part of your work, not only the ones you expect to be happy. Our guide explains when to ask for a review. If you want this automated, Astranode's 5-Star Review Engine, currently in early access, sends every customer the same review link and offers everyone a private feedback option.
Answer calmly and briefly in public, solve the details in private, and never reveal customer data or offer anything in return for a changed review.
